| dc.description.abstract | Bu araştırmanın amacı, müşteri hizmetlerinde kullanılan sohbet robotlarına yönelik kullanıcı deneyimlerini insan–makine iletişimi bağlamında incelemektir. Çalışmada, kullanıcıların sohbet robotlarını hangi durumlarda faydalı veya yetersiz buldukları, bu sistemlere yönelik güvenlerinin nasıl şekillendiği, hangi koşullarda insan desteğine ihtiyaç duydukları ve sohbet robotlarını insan müşteri temsilcileriyle nasıl karşılaştırdıkları ele alınmıştır. Araştırmada nitel araştırma yöntemi kullanılmış ve fenomenolojik desen benimsenmiştir. Çalışma grubunun belirlenmesinde kartopu örnekleme, maksimum çeşitlilik ve ölçüt yöntemleri kullanılmıştır. Veriler, yarı yapılandırılmış derinlemesine görüşmeler yoluyla toplanmıştır. Tematik analiz yöntemiyle kodlanarak yorumlanmıştır. Araştırma bulguları, katılımcıların sohbet robotlarını özellikle basit, rutin ve hızlı çözülebilen işlemlerde faydalı bulduklarını göstermektedir. Hızlı yanıt vermeleri, bekleme süresini azaltmaları ve günün farklı saatlerinde erişilebilir olmaları, sohbet robotlarının öne çıkan olumlu özellikleri arasında yer almaktadır. Bununla birlikte katılımcılar, sohbet robotlarının karmaşık, belirsiz veya hassas konularda yetersiz kaldığını ifade etmiştir. Özellikle finansal işlemler gibi risk algısının yüksek olduğu durumlarda, katılımcıların insan müşteri temsilcilerine yönelme eğiliminde oldukları görülmüştür. Güven, kontrol hissi, anlaşılma beklentisi, duygusal rahatlık ve sorunun niteliği, kullanıcı deneyimini etkileyen önemli unsurlar olarak belirlenmiştir. Katılımcılar sohbet robotlarının hız ve pratiklik açısından avantaj sağladığını kabul etmekle birlikte, bu sistemlerin insan müşteri temsilcilerinin yerini tamamen alamayacağını düşünmektedir. Sonuç olarak araştırma, sohbet robotlarına yönelik kullanıcı deneyimlerinin işlevsellik, güven, bağlam, risk algısı ve insan desteği ihtiyacı çerçevesinde şekillendiğini göstermektedir. Çalışmanın, müşteri hizmetlerinde kullanılan yapay zekâ destekli sistemlerin kullanıcı odaklı biçimde geliştirilmesine ve insan–makine iletişimi alanındaki araştırmalara katkı sağlaması beklenmektedir. | |
| dc.description.abstract | This study aims to examine users’ experiences with chatbots used in customer service within the context of human–machine communication. The study focuses on the situations in which users find chatbots useful or inadequate, how their trust in these systems is shaped, under which conditions they need human support, and how they compare chatbots with human customer service representatives. A qualitative research method was used, and a phenomenological research design was adopted. Maximum variation, criterion, and snowball sampling methods were used to select the participants. The data were collected through semi-structured in-depth interviews and were coded and interpreted using thematic analysis. The findings show that participants found chatbots useful, especially for simple, routine, and quickly solvable tasks. Fast responses, reduced waiting times, and accessibility at different times of the day were among the main advantages of chatbots. However, participants also stated that chatbots were inadequate in complex, uncertain, or sensitive situations. In particular, when the perceived level of risk was high, such as in financial transactions, participants tended to prefer human customer service representatives. Trust, a sense of control, the need to feel understood, emotional comfort, and the nature of the problem were identified as important factors affecting user experience. Although participants recognised the speed and practicality of chatbots, they did not believe that these systems could completely replace human customer service representatives. In conclusion, the study shows that users’ experiences with chatbots are shaped by functionality, trust, context, perceived risk, and the need for human support. The study is expected to contribute to the user-centred development of AI-supported systems used in customer service and to research in the field of human–machine communication. | |
